Support metrics that tell you where the time goes

Ask a merchant how many support requests came in last month. The answer is almost always "a lot", or a number invented on the spot.

That is not a criticism. A shared inbox gives you nothing to count. Read and handled are the same checkmark, and whoever closes the laptop takes the statistics home in their head.

Which support metrics show up

Once messages become cases with a state, numbers appear on their own. The dashboard shows first contact resolution, the share of replies that went out automatically, the time saved, the post-processing rate, and how often the security check fired. Escalations are broken down by reason. Legal, policy, money, trigger words, tone.

The number I would read first

The post-processing rate. It tells you how often you still touched a draft before it went out.

The autosend share looks nicer and flatters more. The post-processing rate is the one that shows where the agent is still wrong. If it climbs in one category, a rule is missing there. If it falls over two weeks, you can switch that category to automatic and you know why you are allowed to.

Two things that would confuse you otherwise

The numbers are rolled up hourly, they are not live. Look at the dashboard right after a ticket arrives and it will not be there yet. And the "today's focus" card always means today, whatever date range you picked at the top.

What the numbers are for

Not a monthly report nobody reads. Two decisions. Which category runs without you next, and when you have to hire. Both are expensive, and both otherwise get made on instinct.
